Customer Experience Drives Growth in APAC

Customer Experience Drives Growth in APAC
Travellers increasingly regard the airport as an integral component of their overall holiday experience, a trend particularly pronounced in the rapidly expanding Asia-Pacific (APAC) markets. Customer satisfaction in the region is being reshaped by a notable rise in premium services and digital engagement. According to Airport Dimensions’ latest Airport Experience (AX26) research, which surveyed over 11,000 travellers across 17 key markets, the competitive advantage in APAC is shifting decisively towards enhancing the customer experience.
Premium Services as a Growth Catalyst
The AX26 study reveals that APAC leads globally in the adoption of premium airport services. Lounge usage in the region significantly surpasses the global average, with 73% of travellers in Vietnam and India utilizing airport lounges compared to the worldwide average of 52%. Vietnam, in particular, experienced a 20% year-on-year increase in lounge usage, underscoring the growing demand for elevated airport experiences.
Airport spending in APAC also ranks among the highest worldwide. Travellers in Beijing and Singapore spend an average of $168 and $123 respectively, well above the top 21 market average of $94. Affluent Leisure Travellers (ALTs), who constitute only 26% of global travellers, account for 57% of total airport expenditure. In China, ALTs spend on average $292 more than non-ALTs, highlighting the region’s robust appetite for airport retail, hospitality, and entertainment offerings.
Demand for Enhanced Experiences
APAC travellers demonstrate a strong willingness to pay for upgraded services. In China and Indonesia, 90% of travellers consider paid lounge options, exceeding the global average of 82%. There is also considerable demand for premium food and hospitality within lounges; 70% of travellers in Indonesia and Vietnam are prepared to pay for enhanced menus and services, compared to 41% in Germany and 51% in the United Kingdom.
The inclination to combine shopping with leisure activities is particularly evident. In both India and China, 72% of travellers express interest in purchasing Duty Free items from within the lounge, indicating further potential for growth in integrated retail and hospitality experiences.
Digital Engagement and Personalization
Digital solutions are increasingly embraced across APAC. Travellers in China (69%) and India (59%) are significantly more likely to access airport services online than the global average of 42%. Pre-journey digital engagement is also prioritized, with the Philippines (40%) and Vietnam (31%) leading worldwide in efforts to prepare for a seamless airport experience.
However, as airports and travel brands invest in secure digital platforms, they face the challenge of balancing stringent security protocols with a frictionless customer journey. Excessively strict security measures risk undermining the very experience these initiatives seek to improve. Data security remains a paramount concern as brands adopt a “total experience” approach, increasingly leveraging agentic artificial intelligence to deliver personalized services.
Market and Competitive Responses
In response, competitors are advancing personalized loyalty programs and technology-driven transformations. Leading hotel groups such as Marriott and Mandarin Oriental are concentrating on personalization and operational efficiency, aiming to provide culturally immersive and locally relevant experiences. The travel sector in Asia is placing growing emphasis on understanding local nuances and harnessing technology to meet the evolving expectations of digitally savvy, experience-focused travellers.
As APAC airports and travel brands continue to innovate, the emphasis on customer experience—underpinned by premium offerings and digital engagement—will remain central to driving future growth in the region.
